高效行政服务质量对大学生抱怨的影响 摘 要 高等教育大众化背景下，加强对大学生抱怨的研究与管理，不断提高高校行政服务质量，对提高高校在教育服务市场的竞争力具有重要意义。由于服务的无形性、同时性的特点决定了服务失误的发生不可避免。而高等教育是一种特殊的服务，大学生也是一个特殊的顾客群体，关于高校行政服务质量的研究并不多，故以高校大学生为研究对象，从高校行政服务失误这个角度，通过理论研究和实证研究，257份问卷分析的结果发现影响大学生抱怨的因素有三个，即高校行政服务的保证性，高校行政服务的关爱性和高校行政服务的补救性，并显著影响大学生的负面情绪和抱怨行为，而且负面情绪在高校行政服务失误和大学生抱怨之间起中介作用。研究结果将为提升高校行政服务质量提供理论依据。 关键词：高校行政服务质量； 服务失误； 大学生； 负面情绪； 抱怨 ABSTRACT With the popularity of higher education, governing complaints of students is important for universities in improving administrative service quality and competitiveness..Service failure is inevitable due to the features of invisibility and simultaneous occurrence of service production and consumption. Few study has noticed that higher education administrative service is special service, and college students are special consumers. The results of our theoretical analysis and 257 questionnaires analysis show that three service failure factors affect the complaint intention of college students: guarantee of administrative service, care of administrative service and remedies of administrative service. All of these three factors are negatively related to college students’ complain intention. Negative emotions is a mediator between service failure and university students complain. The research results will provide theoretical basis for improving the quality of university administrative service.
