西安建筑科技大学硕士学位论文 西安建筑科技大学硕士学位论文 万方数据 万方数据 基于客户满意度的物流快递服务系统始端、终端评价研究 专 业：企业管理 硕 士 生：吴小兵 指导教师：王成军 教授 摘 要 本文以系统论作为理论基础，从客户满意度的角度入手对物流快递服务系统 始端、终端的服务质量进行评价。在对相关文献资料的查找、阅读、分析基础上， 从全局把握当前国内外物流快递服务质量方面和客户满意度方面的研究现状，并 着重对物流快递服务系统始端、终端从概念开始进行准确归纳和界定。利用系统 理论的思想对物流快递服务系统进行系统分析，结合已有研究结果，最终构建本 文的综合评价指标体系。在所构建的综合评价指标体系内，包括寄件阶段、签收 阶段和售后阶段三个一级指标，通过对一级指标各阶段的系统分析，分解出接待 质量、取件通知方式选择、检查准确性、派件等待、检查结果反馈、派件准确性、 包装效率、货物完好性、包装效果、收费合理性、称重效率、签收填写指导、称 重准确性、货物跟踪查询服务、信息录入指导、信息更新及时性、收费合理性、 投诉接待、收费情况说明、投诉处理及时性、订单处理及时性、物损调查及时性、 取件通知及时性、损坏赔偿合理性、取件通知时间选择 25 项二级指标。 在构建好基于客户满意度的物流快递服务系统始端、终端综合评价指标体系 基础后，利用层次分析法（AHP）确定评价指标体系中各指标的权重，并运用模 糊综合评价法（FCE）的思想最终建立了一套综合评价方法，对所构建的指标体系 中的指标进行评价。文章的最后，对朔州市物流快递服务系统始端、终端的服务 质量进行实证评价分析，得出朔州市物流快递服务系统，需重点从投诉接待、投 诉处理及时性、信息更新及时性、称重准确性、信息录入指导、检查准确性、取 件通知方式选择、取件通知及时性、取件通知时间选择 9 方面进行服务质量的改 进，并给出了合理化建议。通过朔州市物流快递服务系统始端、终端的客户满意 度的分析，最终对其他物流快递服务系统可能存在的问题进行了分析，给出了合 理化的建议，以期针对整个物流快递服务系统服务质量的提高有所帮助。 关键词：物流快递服务系统；始端；终端； 客户满意度； 服务质量 西安建筑科技大学硕士学位论文 Research On the performance of the begging and terminal of the Logistics Courier System Based on the customers satisfaction Specialty：Enterprise Management Name：Wu Xiaobing Instructor：Prof. Wang Chengjun Abstract In this paper, from the perspective of customer satisfaction, the performance of the beginning and the terminal system is studied based on the theory of systems theory, to evaluate the quality of service terminal.
