Servicemanagementinhousingrefurbishment:atheoreticalapproach.

Itisgenerallyacknowledgedthatcustomersatisfactionisessentialforsustainablesuccessinbusinessrelations.Inspiteofthisobservation,manyhousingrefurbishmentprojectshavebeenundertakenwithdeficienciesinultimatecustomerorientation.Landlordsandconstructioncompaniesoccasionallyconductquestionnairesurveysregardingdwellersatisfaction.Nevertheless,surveyinformationisseldomusedformajorimprovementsoftherefurbishmentprocess.

Intraditionalconstructionmanagementstudiesofhousingrefurbishmentlittleattentionhasbeenfocusedonthecustomerrelationship.Onlyrecentlyhaveprinciplesofservicemanagementbeenappliedtohousingrefurbishmentprojectsinconstructionresearch(Ahonen,1993;HolmandBrochner,1999).

Asasharpcontrasttothisscarcityofinvestigationsconcerningcustomerorientationinthefieldofrefurbishment,arapidlygrowingnumberofstudiesofcustomersatisfactionandservicequalityintheserviceindustrieshavebeenpublishedoverthelastfewyears,showingthecorrelationbetweencustomersatisfaction,orservicequality,andeconomicreturns.

Servicetheories

Theoriesofservicemanagementare,withfewexceptions,dominatedbytheissuesofcustomersatisfactionandservicequality.

Theneedforcustomersatisfaction

Ifweconsiderthewholebodyofresearchinthefieldofservicemanagement,itisafundamentalandrecurringobservationthathighcustomersatisfactionleadstosuperioreconomicreturns.Thiscanbeexplainedbykeyconceptssuchascustomerloyaltyandapositivereputationforthefirm.
